By Tina16 Oct,2026Applies to TikTok Shop US sellers. Policy information last verified October 15, 2026.
A live session ends, the team starts packing orders, and a buyer asks whether a charger works with their phone. Someone sends a greeting, intending to check the model later. The chat slips down the queue.
That gap between acknowledging a message and answering it is where a busy shop can run into trouble. TikTok Shop’s response-rate metric looks at qualifying replies, so a friendly opening message alone will not do the job.
This guide explains the US rules and offers a practical way to organize the chats that still need your team’s attention. It does not apply the US standard to other TikTok Shop markets.I. What the 24-Hour Response Rate
TikTok Shop’s US Customer Service Policy measures qualifying customer-initiated chats answered within 24 hours over the previous seven calendar days. Fully chatbot-handled conversations that are not transferred to the seller are excluded. The calculation focuses on chats requiring a manual response.
For a simplified example, imagine that the reporting period contains 100 qualifying chats requiring a seller response. If 92 receive a qualifying reply within the applicable deadline, the rate would be 92%. This is an illustration, not a substitute for the exclusions and classifications in your shop’s Service Analytics.
Start with the platform’s report when investigating a drop. A count of every message in your inbox will not necessarily match the metric: messages, conversations and chats needing seller attention are different things.II. The US Requirements Sellers Should Know
The service standard is at least 90%. The metric guidance distinguishes a warning below 90% from possible further enforcement below 85%. Do not wait for a warning to investigate a queue that is getting older.
A response needs to address the buyer’s question. A standalone “Hi” or “Hello” does not qualify.
Consider this exchange:Buyer: “Does the USB-C cable come with the charger?”An unhelpful first reply: “Hello, thanks for contacting us!”
A useful reply, after checking the correct listing: “This listing includes the charger only. The cable is sold separately. Which device will you use it with?”
The second message gives the buyer information they can act on. Its accuracy still depends on checking the exact item and variant. Copying that answer into every charger conversation would create a different problem.III. Do Auto Replies Count?
TikTok Shop’s auto replies do not count toward the 24-Hour Response Rate (But duoke auto reply counts as manual reply). They can still reduce the questions left for your team. When a chatbot cannot resolve an inquiry and passes it to the seller, the seller needs to deal with it within the applicable response window.
Keep three workflows separate when reviewing your setup:
|
Workflow |
What your team should check |
|
A routine question is answered automatically |
Whether the answer is correct and the buyer’s issue is actually resolved |
|
A conversation is handed to a person |
Who owns the next reply and how long the buyer has been waiting |
|
An agent uses an AI suggestion |
Whether the reply answers the question and matches the product or order |
Do not assume that enabling an outside AI tool changes how TikTok classifies your chats. Check the current platform guidance and your own Service Analytics. A tool that saves time can be valuable without providing a guaranteed improvement to a platform score.
The US metric guidance provides a weekend exception tied to activating all three relevant platform chatbots. Qualifying weekend messages must still be answered by Monday at noon, local time. Simply using a third-party bot does not establish that your shop meets those conditions.
Check the settings before the weekend, then assign someone to review outstanding chats early on Monday. Leaving the queue until late morning creates an avoidable rush if several conversations need product checks or a manager’s input.
Business hours and Holiday Mode also need separate consideration. Do not assume that displaying a closed sign in your operating hours pauses every response obligation. If you plan to stop selling temporarily, review TikTok Shop’s current Holiday Mode guidance before changing the shop’s settings.
In Seller Center, look under Customer Messages and Service Analytics for the response-rate report. The exact navigation labels may change. Review the chats classified as late or unanswered before changing templates or buying more software. [3]
For each missed conversation, record the reason in plain language: no owner, incorrect assignment, unclear product details, forgotten handoff or message received during an uncovered shift. The fix should follow the cause.
If most misses come from one store during a particular hour, an extra generic greeting is unlikely to solve the issue. Adjust coverage for that store and give the person on duty access to the information they need.
A shared inbox can make a conversation visible to everyone while leaving it owned by no one. Decide who picks up incoming handoffs and who covers breaks.
For a small team, this may be as simple as one person checking the oldest unanswered chats at the start of a shift and again before signing off. Larger teams can assign queues by store or shift. Either way, the buyer should not disappear between assignments.
Put current product specifications, package contents and approved promotion details where agents can find them. If a reply requires a warehouse check, record who is checking and when the agent should return to the conversation.
Test common questions against similar variants. A seller carrying three versions of a phone accessory needs replies that distinguish them, rather than one broad answer that sounds confident but fits only one model.
Before a promotion or live session, review the products likely to attract questions. Update the answers for discounts, stock, compatibility and dispatch expectations, then test a few real buyer messages from previous campaigns.
Include incomplete wording in the test: “fits 15 pro?”, “cable included?” or “will it reach by Friday?” These examples help you spot questions that need clarification before an answer can be given.
Duoke can help teams manage messages from supported stores and use approved knowledge to handle repetitive questions. Keep a person responsible for unresolved handoffs, uncertain information and decisions requiring approval. Confirm support for your particular market and account before planning coverage around an integration.

Q1:Why can the rate fall even when we send a reply to every buyer?
Check whether those replies addressed the question, arrived within the applicable deadline and were classified as qualifying responses. Start with the late and unanswered chats in Service Analytics rather than relying on the team’s total sent-message count.
Q2:Will turning on AI guarantee a better response rate?
No. It may reduce repetitive work, but you still need to check platform classifications, answer quality and the handling of conversations passed to people.
Q3:How should a small team cover Monday morning?
Assign the weekend backlog before the first shift starts. Review the oldest unresolved cases first and leave enough time for product checks or escalation. Confirm the current weekend conditions in the official metric guide.
Q4:Should we challenge an incorrect late-response record?
Review the conversation and preserve relevant evidence. The official FAQ explains appeal circumstances and where to inspect affected chats. Follow the current Seller Center process rather than assuming every missed response can be removed.
